Negative Review Response: A First-24-Hour Checklist

First hour: preserve and classify
Save the full review, URL, platform, time discovered, account name and relevant screenshot. Classify the issue as a service complaint, factual dispute, privacy concern, threat, impersonation, conflict of interest or suspected fabricated experience.
Do not ask employees to overwhelm the reviewer, and do not offer an incentive in return for removing or changing a negative review. Google prohibits paid or incentivised reviews and incentives for review revision or removal.
Within four hours: verify facts and risk
Separate verified facts from unconfirmed claims. Check relevant orders, enquiries, service records or calls while restricting access to people who need the information. If a review exposes private or sensitive data, preserve only the evidence required and avoid repeating that information in a public response.
Assign one incident owner. Escalate threats, extortion, serious privacy incidents, legal allegations and regulatory matters to the appropriate specialist.
Within eight hours: choose the response path
For a routine service issue, acknowledge the concern, state that it is being checked and move the detailed conversation to an official private channel. Correct factual errors with verifiable information rather than a line-by-line argument. Report suspected policy violations using the platform's formal process. High-risk incidents require an approved position before public communication.
A holding response might say: “We take the matter seriously and are checking the relevant records. To protect everyone’s privacy, please contact us through our official channel with the date and reference details so that the assigned colleague can follow up.” The wording must be adapted to the facts.
By 24 hours: complete the action record
Record the original content and URL, risk classification, verified facts, unknowns, relevant platform policy, public response, private follow-up, owner, next update and final outcome. Even when a resolution is not yet possible, the next decision time should be explicit.
